04 / SERVICE AGREEMENT

From enquiry to agreed work.

Before a service is provided, we may discuss the customer’s requirements, applicable service, scope, required information, expected output, timing and applicable commercial terms.

Where clarification is required before work can reasonably begin, we may request further information from the customer.

05 / CUSTOMER INFORMATION

Good information helps us do useful work.

You are responsible for providing information, instructions, documents and access reasonably required for the agreed service.

Information supplied to us should be accurate and sufficiently complete for the relevant task.

If information is missing, unclear or inconsistent, we may ask for clarification before continuing with the affected part of the work.

Where delivery depends on information, access or materials supplied by the customer, the applicable delivery timeframe may be affected if those items are not provided when reasonably required.

We are not responsible for consequences arising directly from inaccurate, incomplete or outdated information supplied by the customer where the issue could not reasonably have been identified from the information available to us.

06 / SERVICE DELIVERY

Delivery follows the agreed scope.

Services will be delivered using the method agreed for the relevant service.

Depending on the service, delivery may involve:

  • Email communication
  • Administrative review
  • Scheduled support activity
  • Digital documents
  • Written summaries
  • Administrative action plans
  • Operational support materials
  • Online or other agreed support sessions
Service standard

Work is carried out with reasonable care and skill.

We will provide the agreed services with reasonable care and skill. Where consumer rights apply, services will be provided in accordance with applicable statutory standards.

Any specific service duration, scheduled time, deliverable or output will be communicated as part of the relevant service arrangement.

Where no specific completion period has been agreed, services will be provided within a reasonable period, taking account of the nature and scope of the work and any information or cooperation reasonably required from the customer.

07 / CHANGES TO AGREED WORK

Changes should be agreed before additional work begins.

If you request a material change to the agreed service, we may need to review the scope, timing and applicable commercial terms before carrying out the additional work.

We will not treat an unrequested additional service as automatically included in the original scope simply because it relates to the same general requirement.

If a requested change can be accommodated within the existing scope, we will confirm the revised arrangement where reasonably practicable.

If the change materially increases or alters the work required, the revised scope and any applicable additional terms will be discussed before the additional work is undertaken.

08 / CANCELLATION

Plans can change.

Our Service Cancellation Policy explains the process for cancelling or rescheduling scheduled services.

Scheduled services

Please provide at least 48 hours’ notice.

Where applicable, customers are asked to provide at least 48 hours’ notice before the agreed service start time when requesting cancellation or rescheduling.

A request made less than 48 hours before the agreed start time will be considered according to the circumstances, the stage of the service and any work already undertaken.

Where appropriate, an alternative arrangement may be discussed.

Where a service has already started, cancellation will be considered together with the work already completed, the agreed scope and any applicable statutory rights.

The 48-hour notice arrangement does not remove or restrict any statutory cancellation or consumer rights that apply.

09 / COMPLAINTS

Concerns should have a clear route.

If you are dissatisfied with an aspect of our service, please contact us with details of the concern so that we can review the matter.

3 business days

We aim to acknowledge a complaint within 3 business days of receiving it.

10 business days

We aim to provide a substantive response within 10 business days where the matter can reasonably be reviewed within that period.

Where additional time is required, we will explain the reason and provide an updated expected response timeframe.

10 / RESPONSIBILITIES

Each side has a practical part to play.

Our responsibilities

Provide the agreed services with reasonable care and skill, work within the agreed scope, communicate material issues where reasonably practicable and provide the agreed output or follow-up information.

Your responsibilities

Provide accurate information, documents, instructions or access reasonably required for the agreed service and communicate relevant changes promptly.

Shared communication

Both parties should communicate material changes, delays or information that could affect the agreed service as soon as reasonably practicable.

Third-party information

Where our work relies on information, systems, platforms or services supplied by another organisation, their availability or operation may affect delivery.

11 / LIABILITY

Responsibility is handled within the law.

We will not be responsible for matters outside our reasonable control, including delays caused by information, access, systems or actions of third parties where those matters could not reasonably have been avoided or overcome.

We are responsible for providing the agreed services with reasonable care and skill, subject to the agreed scope and the information reasonably available to us.

Nothing in these Terms & Conditions excludes or limits liability where doing so would be unlawful.

In particular, nothing in these terms is intended to exclude or limit liability for death or personal injury caused by negligence, fraud or fraudulent misrepresentation, or any other liability that cannot legally be excluded or limited.

Where consumer law applies, statutory rights relating to services remain applicable.

12 / LAW & STATUTORY RIGHTS

Legal rights remain separate from these terms.

These Terms & Conditions are intended to operate alongside applicable UK law.

They are not intended to remove, reduce or restrict statutory rights that cannot lawfully be excluded.

Where a consumer enters into a qualifying distance or off-premises service contract, statutory cancellation rights may apply depending on the circumstances and applicable legal requirements.

Where applicable, this may include a 14-calendar-day cancellation period, subject to the relevant statutory conditions, exclusions and exceptions.

Where a consumer expressly requests that a service begins during an applicable cancellation period, the legal consequences of that request will be handled in accordance with applicable legislation.

Nothing in these terms is intended to create a contractual cancellation charge or automatic loss of payment where that outcome would be inconsistent with applicable law or the customer’s statutory rights.

For business customers, the contractual position may differ depending on the agreed service arrangement. These Terms & Conditions should be read together with the applicable service description, agreed scope and any other terms expressly confirmed between the parties.
